As a Quality Analyst, you will play a pivotal role in ensuring that our customer service representatives consistently deliver exceptional service and adhere to established quality standards. Your primary responsibility will be to monitor, assess, and improve the quality of customer interactions, contributing to the overall success and customer satisfaction of our organization.

Responsibilities

• Quality Monitoring: Conduct regular evaluations of customer service interactions, including phone calls, and email communications. Assess agents' performance against predefined quality metrics and criteria.
• Feedback and Coaching: Provide constructive feedback to customer service representatives based on evaluation results. Conduct weekly call calibration sessions / ticket reviews with various teams 
• Data Analysis and Reporting: Analyse  quality data and generate reports to identify trends, patterns, and areas for improvement. Provide regular reports to management with recommendations for enhancing customer service quality. 
• Process Improvement: Collaborate with cross-functional teams to identify process improvements and best practices that can enhance the customer experience. Participate in the development and refinement of call scripts and service workflows.
• Compliance and Standards: Ensure that agents adhere to company policies, procedures, and compliance regulations. Issue an incident report for quality violations. Work closely with the Customer Service Manager to ensure new hires are well-prepared to meet quality standards.
• Customer advocacy: Advocate for the customer within the organisation , ensuring their needs and feedback are considered in decision-making processes related to service quality.
• Best Practice  Bank: Build a collection of best practice calls and emails for demonstration and training purposes.
• Others: Provide support in any additional ad hoc tasks that may be required by the management that will support Operations performance.

WHAT IS YOUR ROLE

• As a Senior Implementations Analyst, you will be responsible for providing an awesome onboarding experience for Boldr’s new clients, and supporting various initiatives to optimize the processes of our existing client base.
• You will act as a Project Manager and collaborate with internal and external stakeholders to ensure that each client is fully set up with their staffing, documentation, and technological needs.
• Your tasks will include communicating with clients, creating and overseeing Project Plans, building and structuring documentation for knowledge bases and in making sure that the tasks are effectively handed over to the appropriate departments.
• As a Sr. Implementations Analyst, you will also be responsible for acting as a consultant for our clients’ and internal team’s business solutions needs.

WHAT WILL YOU DO

• Take a deep dive and perform audits on the client's systems and processes.
• Create new and modify existing process documentation for workflows within the defined scope of work.
• Proactively identify opportunities for process improvement and optimization.
• Provide support in designing the onboarding and training approach for newly built teams.
• Lead all process and systems-related training for stakeholders.
• Perform internal and client-specific ad hoc tasks as needed Stakeholder Onboarding and Consulting.
• Take point in performing staffing, process, and systems audit, and provide recommendations based on findings.
• Lead necessary handover sessions and post-implementation reviews for a smooth transition of operations to necessary departments.

• Take point in the planning, execution, monitoring, and closing of client implementations and internal projects - Kick-off new business implementations/projects, and facilitate all internal and client communications throughout your involvement.
• Create, execute, and revise Project Plans as necessary to meet changing needs and requirements.
• Define success and milestones for every project and implementation Monitor the progress of ongoing projects and properly escalate all challenges as needed.

Primary Purpose:

Work closely with project team members and the business to ensure a clear understanding of business requirements and solution design

Work with IT and business and 3rd party stakeholders to implement quality and defect free changes into IT systems

Use their business, functional and system knowledge and testing industry experience and knowledge of OW standards to provide input into testing strategy. 

Develops test plans and scenarios to meet the testing strategy and scope.  Prepare for and executes all identified test cycles.  Document testing results, and record and track defects to successful resolution.  Communicate testing status.

Support business UAT testers in the completion of UAT on larger projects.  On smaller projects co-ordinate and lead UAT.  Work with functional and development teams to communicate and resolve defects.

Responsibilities include:

o   Develop, update and maintain testing standards and procedures

o   Provide testing estimates based on requirements

o   Prepare Test Case Scenarios and documentation

o   Prepare test data based on requirements/solution design

o   Support developers and functional analysts with unit testing

o   Work with the appropriate business and IT teams to resolve any issues that arise out of the testing process

o   Participate in the release control process (when application changes are transferred from build to test) to ensure that solutions meet business requirements

o   Inform/escalate to appropriate team/s of any issues that may affect the schedule, budget or quality of build changes or the testing process

o   Participate in the deployment and production verification process (when application changes are deployed to production and go through production verification testing and hypercare support) to ensure that solutions meet business requirements

• At least 5 years I.T. experience

• Retail industry highly recommended
