The successful candidate will be responsible for overseeing the delivery of IT support and service desk operations for our local office and ensuring our team is providing an efficient and effective service to our internal users.

Responsibilities

• Own functional, regression, and acceptance testing of web applications. Testing layout, interface usability, and looking for user experience improvements.
• Participate in the software development life cycle from beginning to end.
• Create and execute test plans for existing products and features.
• Work with development teams to define testing protocols for new features as they are designed and developed.
• Provide additional cross-functional test support for other team members
• Develop test scenarios from requirements and ensure maximum requirement traceability.
• Providing detailed bug reports to the Engineering Team using JIRA.
• Liaise with internal teams (e.g. Developers, QA Lead, and Product Managers) to identify system requirements
• Monitor debugging process results
• Investigate the causes of non-conforming software and train users to implement solutions
• Track quality assurance metrics, like defect densities and open defect counts
• Stay up-to-date with new testing tools and test strategies

• Bachelor's degree in Computer or Software Engineering, Electrical Engineering, or a related field, equivalent training, fellowship, or work experience.
• Experience in automation testing using Cypress, JMeter, Postman, or Selenium is an advantage
• Experience working on web protocols and data formats such as HTTPS and JSON.
• Experience testing cloud APIs.
• Good understanding of common UI/UX principles, paradigms, and user journeys.
• Knowledge of testing automation frameworks and software
• Basic knowledge of integrating test automation in CI/CD pipelines

• Need strong programming background using either Java or Javascript/Typescript.
• With wide exposure to designing, developing, and maintaining automated test scripts using standard automation tools and frameworks, preferably Playwright and Selenium
• Playwright: A minimum of 2 years of experience in Playwright is required (manual testing experience is acceptable for the rest)
• Selenium: At least 4 years of experience is necessary if the candidate does not have Playwright experience
• Expert with Software QA standards like creating test scenarios in BDD, triaging issues and bugs and how to properly raise them, organize and document important processes and workflows for the project and the team, and able to plan and execute different testing cycles like functional, end-to-end, integration, regression.
• CI/CD: A minimum of 2 years of experience is required. Has a good understanding of CICD implementation with respect to test automation, i.e. how to build, execute, and analyze automation server jobs and pipelines. Having experience setting up jobs and pipelines for the CICD implementation is a plus.
• API Testing: At least 2 years of experience is required. Needs to have background in executing and automating API tests, and helps with the setup of configurations (authentication of API calls, build requests, POC on exposed APIs that can be used) before testing.
• Needs significant exposure to agile software development, how to manage tasks within sprints and knows what to expect in dealing with the agile mindset.

This role is highly focused on analytics, with a requirement to report key metrics and insights to the business on a weekly basis. We're looking for someone with an analytical mind who uses data to optimise processes and is familiar with building continuous improvement processes.

The successful candidate must have a minimum of 7 years management experience in a SaaS environment, and must be proficient in using the Intercom chat platform.

Key Responsibilities:

• Data Analysis & Reporting: Regularly analyse support data to identify patterns, root causes, and key drivers of customer inquiries. Develop reports outlining key metrics, including ticket volumes, response times, customer satisfaction, and resolution rates.
• Strategic Planning: Formulate and implement strategies to reduce ticket volumes, improve resolution times, and increase customer satisfaction, leveraging data-driven insights.
• Performance Metrics: Report weekly to the business on key performance indicators (KPIs), highlighting trends, actionable insights, and proposed initiatives to enhance the customer support function.
• Process Improvement: Continuously identify opportunities to improve support processes, workflows, and tools, with a focus on optimising efficiency and customer outcomes.
• Team Leadership: Manage and mentor a team of support agents, ensuring high levels of performance, engagement, and professional development. You will also be heavily involved in the ongoing global recruitment of support agents.
• Intercom Management: Oversee the configuration, optimisation, and use of Intercom as the primary chat platform, ensuring the team is fully equipped to manage and resolve customer inquiries efficiently.
• Collaboration: Work closely with cross-functional teams, including product, engineering, and customer success, to ensure seamless communication, escalation management and issue resolution.

Qualifications and Experience:

• Minimum of 7 years of experience in customer service management, with at least 3 years in a leadership role in a Saas environment.
• Exceptional people management skills, with a focus on developing high-performing teams.
• Experience in reporting and presenting to senior leadership, including the ability to formulate and communicate strategic recommendations based on data.
• A results-oriented mindset with the ability to balance customer satisfaction with operational efficiency.
• Proven track record in data analysis, including the ability to interpret support ticketing data and provide actionable insights.
• Strong experience with Intercom (preferred) or similar chat support systems.
• Excellent written and verbal communication skills.
