The role: 

As we expand our organisation both across new products and services, as well as Geographies for employees and clients, we’re looking for a Support expert to focus on continuous improvement and team management.  

You’ll be responsible for managing a team of five (and growing), supporting hundreds of clients across three products (and growing) across two regions. You’ll work behind the scenes with both Onboarding and Customer Success to facilitate client queries and make sure they’re a success. 

The existing Support Manager has been with the company for over 5 years and has grown into a new role to help scale the business from a hybrid product/client/support perspective, creating the opportunity for a new team member to come in with a pure Support focus. At first you’ll work closely with this team member for handover, before taking the role on as your own. 

Key to your success will be developing a deep understanding of our products as well as the industry in which we operate in. This will empower you to direct the team on tasks and be autonomous when solving escalated client queries. You’ll be a fantastic manager, ensuring behaviour, product expertise and productivity are measured and improved on a continuous basis. 

Your key stakeholders will be our General Manager, Previous Support Manager, Onboarding Manager, Customer Success Manager and our clients. 

Your focus will be: 

• Team management and managing behaviours, support product and industry understanding and training, as well as and managing productivity 

• Analyse and report product malfunctions, raising defects and incidents 

• Support team with advanced queries, and support the team on the phone/tickets during busy periods, however focus should be on ensuring wider team delivery is at optimal levels 

• Ensure client requests are closed to a high standard of satisfaction 

• Collate and share trends and client feedback with product and engineering to ensure improvements are made 

• Provide consultation to customers regarding the most effective use of Transvirtual platform in conducting business 

• Keep confluence and other documentation up to date  

• Oversee monthly ticket calibration as part of continuous improvement

Essential Skills / qualifications:

Responsibilities:

• Conceptualize and create strategic presentations and proposals
• Develop budgets for use in proposals and packages
• Support all aspects of sales enablement email communications including but not limited to: copywriting, creation, deployment, communications calendar, and analysis
• Synthesize and analyze program recaps to build strong case studies used for reselling

Wrist Service Center is looking for an IT Delivery Center Head who will assume the overall leadership responsibility for the Manila-based delivery center including staff management as well as vendor relations management. You will be responsible for people management, hereunder performance management of the team's personal development and coaching of direct reports, quality assurance, continuous service improvement, and vendor management.

What you'll be doing:

General

• Develop the overall strategy for the Delivery Center setting the direction for future scope, expansion as well as setup options.
• Manage and develop the Manila-based service & support center ensuring that the center can deliver market-leading IT services (cost and quality) to the whole of the Wrist Group.
• Manage Manila-based deliveries according to agreed SLAs for the specific deliveries.
• Drive “left shifting” to increase the work carried out in the Manila Delivery Center.
• Drive “continuous service improvements” across the different IT teams.
• Develop additional value-adding services out of the Manila delivery center within IT areas jointly with other business leaders.
• Keep close contact with key end-user representatives directly or through business partners to ensure technologies are providing valuable information-sharing capabilities to customers.
• Lead the effort in creative approaches to problem-solving and quality deliverables supporting business needs.
• Coordinates business continuity efforts, including business resumption, disaster recovery, service-level agreements, and vendor selection People and Team Leadership.
• Direct and coordinate activities of project personnel to ensure the project progresses on schedule and within budget.
• Communicate plans, status, and issues to relevant higher levels of management (e.g. business unit leadership and CFO).

Leadership and Performance Management

Vendor Management

• Actively managing all aspects of the day-to-day relationship with GPM relevant to the IT organization in the center.
• Fully leveraging the capabilities of partners to improve day-to-day operations.

Finance Management

• Manage budget as well as deliver benefits set out in the business case for the Manila Delivery Center.
• Ensure cost transparency across all service areas in Manila
• Ensure cost allocation to relevant cost centers when utilizing team members for non-support activities.

Documentation and record responsibilities

• Monthly management reporting of the center's performance along with financial reporting on budgets.

• Bachelor's degree (or equivalent) in Information Technology or Computer Science
• Experience in Project Management, Stakeholder Management, and Financial Management.
• Solid experience with general management as well as managing service deliveries.
• Proven track record as a people manager and solid leadership background.

• Broad business understanding leading to strategic focus in a department that services all levels of the Wrist Group.
