Job Brief:

This role is primarily responsible for providing simple to moderately complex support to the day-to-day time and labor process and ensure the accurate posting of timecard transactions based on relevant policies, regulations, and standard processes.

Responsibilities & Duties

Qualifications & Requirements

Minimum Requirements

• Bachelor’s degree or at least 3 years of relevant work experience.
• Intermediate proficiency in MS Office tools 
• Working knowledge and understanding of Timekeeping processes and procedures.
• Experience working in an outsourcing, shared services, or similar model with compensation-related roles or other similar functions is preferred.
• Intermediate knowledge in HR Systems, preferably Oracle, ADP, and ServiceNow or other similar platforms and tools.

What might your days look like

As a Customer Care Specialist (Payroll), you’ll be working within our Customer Experience team and will be responsible for gathering information from customers and ensuring their continued support and success after implementing our Employment Hero Payroll product. As a Customer Care Specialist (Payroll) you'll be responsible for;

• Responding to and resolving customer tickets, calls and queries related to the Employment Hero payroll Platform in a timely manner.
• Assist and collaborate with the wider squad and support team to provide best practice system use and education to all our customers.
• Proactively analyse and understand product functionality across the platform and logic in detail; and testing in platforms to identify user error/system logic and related root causes by maintaining comprehensive awareness of product changes and enhancements.
• Conduct/triage customer support issues and assign to the appropriate team or resolve where possible.
• Escalating issues related to bugs or product logic/functionality concerns as necessary, in collaboration with Seniors/Team Leads and the Product Team.
• Working with customers across multi channels (email, chat, phone) to understand their organisational workflow and how the platform can support them to maximise their people processes.
• Leveraging Zendesk, Salesforce and other internal tools for maintaining records, ticket investigations and referencing customer interactions, transactions, comments, and complaints in accordance with service level agreements (SLAs)
• Proactively contribute feature requests and Help Centre suggestions, where warranted and using customer insights.

Skills Required:

• A minimum of 2 years of experience in a customer-facing role, preferably in customer support, service, or help desk, and ideally within the financial industry.
• Prior experience in lending, particularly in a consumer-facing or phone-based capacity, with a preference for Australian mortgage lending.

Job Summary

Provide support to key EMEA clients, vendors, and internal stakeholders primarily via our ticketing system (ServiceNow), email and outbound calls.

This position involves adding value towards Incident progression/resolution, request fulfilment and will also require an element of data reconciliation capability.

A Service Desk Analyst will perform accurate ticket triage and resolve at first line of contact where possible, supporting Incidents and queries or quickly escalating to the correct support team.

There is also a wide range of user fulfilment, including but not limited to, Password Resets, User Access Administration and Access control.

What you will be doing

• Monitor agents on various channels such as Voice and Offline tickets.

• Coach agents on a regular basis discussing performance, strengths and AFI’s.

• Schedule calibration sessions with Operations and leadership team and create a platform for addressing service desk concerns.

• Conduct analysis on QA and CAT performance through weekly and monthly reports.

• Identify process improvement ideas derived from QA evaluations, onshore feedback and client complaints.

• Collaborate with stakeholders on items needing assistance such as KB updation, training gaps and performance management.

• First point of contact for circa 150 clients, internal IT and business users of IT services.

• First line ticket handling (Incidents & Requests) including triage and troubleshooting, resolution where possible and assignment where required to 2nd/3rd line support teams and third parties.

• Ticket ownership which includes keeping clients and users informed of progress, tracking and escalating issues as necessary.

• Daily operational tasks (e.g. mainframe checks, SQL queries, data reconciliation).

• Provide English language service by phone and email.

• When unable to resolve incidents/requests efficiently, able to confidently escalate to appropriate resource. Follows up on escalated issues with coaching and mentoring to learn appropriate solution and expand overall knowledge and document into the knowledge base for the wider team.

• Full end to end Access Control including Password Resets, Unlocks and User Administration.

• Track and update tickets to the clients SLA’s and internal OLA’s

• Meets standards of job, such as quality standards, adherence to average handling time, attendance and timekeeping

As a Client Support Specialist - Payments, you will be delivering “best in class” first line support to our client base of Financial institutions, Money Transfer Organizations and Corporates who use Visa Payments Limited services to send money throughout the globe.
