Role Purpose:

To provide the best possible reactive and proactive customer support using the ‘Sales through Service’ ethos for the Bingo, Casino and Poker, Sports Betting Interactive and Retail customers across multiple contact channels.

Key responsibilities

• Provide award winning standard service across all contact channels as required through all communication channels (voice and non-voice) whilst maintaining service levels and efficiencies.
• Improve and optimize customer value through maximizing customer conversion and retention opportunities utilizing company marketing initiatives and the ‘Sales through Service’ mentality
• Be able to respond across all products, but become an expert in at least one area
• Ensure familiarity with all marketing initiatives and up-to-date customer support functions and processes
• Maintain open and transparent communication within the team
• Proactively escalate any issues that would affect the customer experience
• Provide first time resolution to customer contacts, taking into account the commercial value of each contact.
• Escalate customer complex enquires to the Senior Customer Advisor and relay outcomes of investigations to customers.
• Maintain a Quality & Assurance score that meets and exceeds department KPI for each period outlined in the annual objectives.
• Perform any other duties as assigned and required.

As a People Services & Operations Support Specialist you will serve as a Continuous Improvement Champion to our supported Helpdesk, Global Operations, and Payroll Teams.

Reporting to thePeople Services & Operations Support Manager. you will be part of the People Services & Operations (PS&O) , by analyzing operations processes, identifying & coordinating opportunities for improvement, tracking initiatives, representing the team in cross functional global meetings and projects, performing and coordinating system activities such as requirements gathering and end user testing, process design and end to end knowledge content life cycle, managing operational reports, and/or overseeing project operations.

What you will do

• Review (evaluate and prioritize), coordinate, and monitor Operations-led CI initiatives.
• POC for internal People Services & Operations CI and Performance Dashboards/Reports
• Conduct CI Events such as Kaizen, Tools, and Methodologies workshops introducing CI to Operations to help improve internal CI management and influence an improvement mindset.
• Represent the People Services & Operations team in Change & Project Meetings commonly led by external departments.
• Spearhead coordination and delivery of Process and System change requirements needed from People Services & Operations.
• Collaborate with People Services & Operations Leaders, Global Compliance, and Training & Quality to mitigate outstanding risks/challenges.
• Conduct Internal Controls Audit (for Operations) by establishing control parameters and scheduling routine audit activities.

Secondary Responsibilities:

• Support the delivery of Quality Assurance Framework by monitoring Operations’ audits for transactions handled by our People Operations and Helpdesk Teams within various channels.
• Drive service delivery and customer excellence mindset within a People Team to support them with conducting randomized audits, Quality Talk Sessions, and provide advice to People Services and Operations teams.
• Conduct Process Review and Alignment, Quality Calibration, Training Needs Analysis & Research, Curriculum & Content Development, and Process & Skills Training.
