The Technical Support Representative, Tier 2 team assists the Tier 1 Support team by liaising between Support, Development, and Product teams. These experts are part of the technical leaders within the Assessment Delivery Operations and Support department (ADOS), providing regular feedback and updates on our client's issues with the product to both the internal ADOS Technical Support team and internal stakeholders. Similar to the Tier 1 team, the Tier 2 team works to establish if reported bugs are reproducible and create detailed escalations for Tier 3 by gathering logs and providing imperative information surrounding the issue.

Armed with this knowledge, these experts act as an informal escalation point for any questions the broader support may have about our products. Liaising with Tier 3, they give proactive feedback and input to Product, Internal Support, and Quality and Knowledge teams to improve the support we deliver to our customers. This role explicitly provides a high level of responsibility, being the first internal point of contact on our products and a Technical Support representative for customers externally and colleagues internally. Together with their fellow Tier 2 colleagues, they report issues and identify bugs for escalation to our Tier 3 engineers.

• Be available to receive live daily calls, emails and chats to Triage, and action escalations from Tier 1
• Provide world-class technical support via telephone, email, and chat for Turnitin customers experiencing escalated technical issues

You will understand the Turnitin Integrity and Assessment product portfolio to assess the potential customers needs and position the right product that solves to their needs. You will progress the relationship until they are ready to talk to a sales account executive. This two step process makes this role a key partner to the account executives so that they can focus on closing deals, while you focus on finding new leads, getting past gatekeepers, and other prospecting tasks.

Part of your job will be to research ideal contact lists based on the Higher Education Ideal Customer Profile. Most of your time will be spent reaching out to potential customers through the early stages of the sales funnel.

You will play a critical role in the delivery of world-class client support and are responsible for responding to technical and non-technical customer queries. We are looking for an enthusiastic, self-motivated individual with a technical or customer support background to expand our Customer Support team. The successful candidate will possess very strong problem-solving and communication skills. They will thrive in a fast paced, team-oriented environment, and process the ability to manage multiple tasks simultaneously. This role is best suited for a self-starter who is comfortable working with internal and external customers.

Responsibilities:

• Proactively support the Turnitin product line via primarily email, (sometimes phone & live chat), ensuring problem resolution, system access, and optimal system performance.
• Coordinate closely with Engineering and Product Management on all product issues & releases.
• Develop positive customer and cultural relations.
• Assist in the translation, maintenance, and updating of technical documentation associated with the product line.
• Support other strategic initiatives as needed.

Essential:

• Bachelor’s degree or applicant with experience working in a customer support role.
• Fluent spoken/written English.
• Ability to work in a fast-paced environment, manage multiple projects, set priorities, work independently, and perform under pressure.
• Excellent computer skills.
• Knowledge of one or more of the following Operating Systems (Windows, Mac, Linux).
• A good understanding of Microsoft Office products.
• Excellent planning and organisational skills.
• Ability to work with sensitive and confidential material and possess excellent judgement.
• Weekend work and late hours required.

Desirable:

• Familiarity with Learning Management Systems such as Blackboard, Moodle, Canvas or D2L.
• Broad understanding of web technologies and Software as a Service (SaaS).
