Job Description

You will play a critical role in the delivery of world-class client support and are responsible for responding to technical and non-technical customer queries. We are looking for an enthusiastic, self-motivated individual with a technical or customer support background to expand our Customer Support team. The successful candidate will possess very strong problem-solving and communication skills. They will thrive in a fast paced, team-oriented environment, and process the ability to manage multiple tasks simultaneously. This role is best suited for a self-starter who is comfortable working with internal and external customers.

Responsibilities:

Proactively support the Turnitin product line via primarily email, (sometimes phone & live chat), ensuring problem resolution, system access, and optimal system performance.
Coordinate closely with Engineering and Product Management on all product issues & releases
Develop positive customer and cultural relations.
Assist in the translation, maintenance, and updating of technical documentation associated with the product line.
Support other strategic initiatives as needed.

Qualifications

Essential:

Bachelor’s degree or applicant with experience working in a customer support role
Fluent spoken/written English
Ability to work in a fast-paced environment, manage multiple projects, set priorities, work independently, and perform under pressure.
Excellent computer skills
Knowledge of one or more of the following Operating Systems (Windows, Mac, Linux)
A good understanding of Microsoft Office products
Excellent planning and organisational skills.
Ability to work with sensitive and confidential material and possess excellent judgement.
Weekend work and late hours required.
Able to work 12:00 - 21:00 BST (19:00 - 04:00 PhST)

Desirable:

Familiarity with Learning Management Systems such as Blackboard, Moodle, Canvas or D2L
Broad understanding of web technologies and Software as a Service (SaaS)

Purpose of Role:

First point of contact for circa 150 clients, internal IT and business users of IT services.
First line ticket handling (Incidents & Requests) including triage and troubleshooting, resolution where possible and assignment where required to 2nd/3rd line support teams and third parties.
Ticket ownership which includes keeping clients and users informed of progress, tracking and escalating issues as necessary.
Fraud monitoring
Provide English language service by phone and email.

Full end to end Access Control including Password Resets, Unlocks and User Administration.

What You Bring:

Must be willing to work on a hybrid setup (twice a week onsite). Office location is at Ecoplaza Bldg, Makati City or IT Park, Cebu City
Must be willing to work on shifting schedules
Candidates with no Service Desk experience but with TSR experiences and good communication skills are welcome to apply.
Risk and/or Fraud Analyst experiences is a plus
Nice to have skills/tools/experience: Base2000, Fraud Tools, Remote Desktop, Fraud Customer experience, ServiceNow, Active Directory, Incident and Request management covering password reset, user administration
At least more than a year of experience in IT Helpdesk or more than 2 years experience in Technical Support role
Non-Bachelor's Degree holders and College Undergraduates with relevant experience are welcome to apply
Ability to work both independently and in a team environment

Work a multi-client, multi-line of business mailbox ensuring that emails are worked quickly, accurately and within KPIs

Updating operational and technical documentation together with product user guides as required.
Work within the scheme compliance and regulatory frameworks.
Responsible for the prevention and detection of potential fraud across all payment channels by reviewing customers’ accounts
Monitor fraud alerts daily and take necessary action to protect clients
Identify fraud patterns through the monitoring of high-risk clients
Contribute to the creation of fraud rules by providing analytical data to support decisions
Ensure information flow and deliverables are met to mitigate fraud by facilitating weekly calls with external card fraud analyst at processor
Accurately document all actions taken on a case
Verify activities through outbound calls and/or send “Potential Fraud Alert” e-mails to customers
Responsible for reconciling debit card fraud disputes claims with the Master Fraud Transactions
Provide support to the Operational and Business units of the organization on fraud related matters
Regularly prepare reports for the bank’s Risk Management Organization
Responsible for maintaining knowledge of fraud situation in the industry
Report risk information and findings to the immediate supervisor in a timely manner
Actively participate in team meetings; share information and make suggestions for improvements to fraud operations.

About the role:

What you will need:

Understanding of SaaS implementation environments
Background in Consulting and Product Development as an Application Support/ Technofunctional resource with database background preferrably on SQL.
Knowledge of multiple end-to-end systems development life cycles, i.e., waterfall, iterative and other modern approaches to software development and conversion methodologies
Knowledge of the tools, techniques and principles used in application development in objective-oriented development or other relevant technology
Proficiency in business modeling and requirements definition disciplines through Unified Modeling Language (UML), use cases, etc.

At least 3-6 years of experience as Service Desk Technical Support (L2/L3 Support)
Hybrid setup and must be willing to report to the office twice a week. Office location is at Ecoplaza Bldg, Magallanes, Makati
Must be willing to work on night shift and shift schedules if needed
Experience in Citrix Troubleshooting
Experience in Active Directory
Experience in MS Exchange Server
Experience in Server Troubleshooting

What you will be doing :

Deploy release of new technologies as well as design, install, configure, maintain and integrate system testing performance of PC/server operating systems, related utilities and hardware.
Installs, maintains and upgrades internal computer hardware and software systems used for designing and developing company products.
Controls user access and passwords.
Proposes and implements system enhancements that will improve reliability and performance of system.
Monitors usage and performance.
Trains personnel on system usage.
Troubleshoots server, software and hardware issues.
Assists with recommending, scheduling and implementing system hardware and/or software upgrades or repairs.
Researches, evaluates and recommends software and hardware products.
Supports Web access and electronic messaging services and maintains a secure systems environment.
Provides new hardware specifications to users based on application needs and anticipated growth.
Other related duties assigned as needed.

What you bring :

Previous experience in a technical support role is essential in handling incidents
Prior banking or finance related experience a plus; personal banking or mobile banking experience preferred.
Customer service oriented; advocates on behalf of our clients
Strong analytical skills
Organizational and time management skills required (ability to juggle multiple priorities at a time)
Self-starter with proven ability to work independently
Good oral and written communication skills
Strong problem-solving skills
Previous experience using SNOW (ServiceNow) is desirable

WHAT YOU WILL DO:

Drives issue resolution by making critical decisions that may impact multiple clients’ processing.
Proactively investigates known and unknown error conditions and follows prescribed error correction procedures when they apply.
Performs monitoring and operational management functions for associated hardware and software within 24x7 processing environment.
Maintains peak performance at full capacity for all systems.
Follows new/improved work procedures where appropriate, tests and implements program and/or systems changes, responds to processing problems and exercises sound judgment to make client impacting processing adjustments.
Recognizes abnormal processing conditions and makes appropriate response decisions.
Follows escalation procedures when appropriate to resolve errors in a timely manner.
Makes use of available documentation to resolve errors and identifies/implements documentation gaps.
Recognizes and implements/automates process enhancements.
Monitors and responds accordingly to an array of system and application generated messages.
Responds in a timely manner to questions and requests from incoming calls and incident tickets.
Proactively maintains contact with clients and serves as client advocate to internal organizations.
Analyzes problems/trends with client systems and applications and takes steps to avoid recurrence.
Works on internal and external projects of various sizes, complexity.
Contributes to existing and develops new solution approaches to the IT environment.
Other related duties assigned as needed.

WHAT YOU BRING:

At least 3-6 years of experience as Service Desk Technical Support (L2/L3 Support)
Hybrid setup and must be willing to report to the office twice a week. Office location is at Ecoplaza Bldg, Magallanes, Makati
Must be willing to work on night shift and shift schedules if needed
Experience in Citrix Troubleshooting
Experience in Active Directory
Experience in MS Exchange Server
Experience in Server Troubleshooting
Experience in Desktop Troubleshooting
College Undergraduates and Non-Bachelor's Degree holders are welcome to apply
Demonstrated knowledge of FIS products and services, financial services industry and mainframe and/or open systems operating systems
Knowledge of clients objectives/business priorities and FIS role in achieving
Ability to effectively use production control tools and resources encompassing mainframe, open system processing, processor link/Connex software, ATM’s, environments
Excellent customer service skills that build high levels of customer satisfaction for internal and external customers
Excellent analytical, decision-making, problem-solving, team and time management skills
Excellent verbal and written communication skills to technical and non-technical audiences of various levels in the organization, e.g., executive, management, individual contributors
Willingly shares relevant technical and/or industry knowledge and expertise to other resources
Ability to persuade and influence others on the best approach to take
Ability to multi-task, deal with predefined deadlines
Flexibility, versatility, dependability, positive outlook, strong work ethic
Resourceful and proactive in gathering information and sharing ideas
Ability to analyze all system processing delays, failures and errors to determine the appropriate action necessary for resolution
Ability to use troubleshooting applications and tools for first and second level issues
Ability to use and reference system related documentation
