Position Description:

The Customer Service Representative will be part of our award winning Customer Support team responsible for supporting the business and technical needs of our growing merchant base. As a Customer Support Representative, you will be assisting Authorize.Net merchants and partners with their payment gateway accounts through inbound phone calls.

Specific Responsibilities will include:

• Respond to incoming merchant and partner requests quickly, proficiently and professionally while meeting specific key performance indicators

• Answer merchant questions and resolve problems related to billing, account management, website integration, connectivity methods and other technical issues

• Thoroughly and efficiently document cases in customer relationship manager system (Salesforce)

• Update cases (Salesforce) with current status of all ongoing issues and merchant contacts

• Collaborate with managers, advanced support, product support specialists and partner groups as needed to provide one-call resolution

This is an on-site position. An on-site position must be consistently performed at an assigned Visa office location and require daily commute to the office location.

The Sanctions Analyst will provide support for sanctions screening, program planning, execution, tracking and communications globally. This includes the execution of ongoing alert management and operational tasks. This role will require a solid understanding of sanctions compliance and support the Senior Director, Sanctions Compliance in providing guidance to Visa clients and businesses.

Job Responsibilities

• Responsible for screening against sanctions lists and provide expert judgment regarding match validity

• Ability to apply sanctions knowledge, research and analysis to operationalize Visa's sanctions compliance program

• Provide support for the creation of monthly reporting to identify Key Performance Indicators (KPI) and Key Risk Indicators (KRI) to management and other key stakeholders

• Participate in ongoing development of the sanctions screening systems, including user acceptance testing as needed

• Ensure close communication and information sharing with global compliance colleagues

• Responsible for the team inbox: responding to inquiries, ad-hoc screening requests, and email filing

• Upload individuals and entities into a screening system for ongoing sanctions screening

• Support daily, weekly, and monthly reporting to monitor sanctions screening processes

• Participate in cross-functional sanctions compliance meetings and carry out project plan for roadmaps

This is a hybrid position. Hybrid employees can alternate time between both remote and office. Employees in hybrid roles are expected to work from the office 2-3 set days a week (determined by leadership/site), with a general guidepost of being in the office 50% or more of the time based on business needs.

As a member of Network Operations L1 Support team, the Network Operations Lead has the primary responsibility for monitoring the Corporate Visa Networks and providing first level response to assist in the mitigation or elimination of issues affecting network connectivity and impacting our clients or the Visa brand. The preferred candidate will need to possess strong technical and analytical abilities, to effectively monitor and support network connectivity on critical systems, resolve a high number of reported issues without need for escalation or assistance. Should possess the ability to multi-task in a fast-paced environment and often act as the first point of contact with Visa customers. 

Essential Functions

• Track, update and resolve all assigned incidents, changes, and problem tickets via the Ask Now management system, ensuring that documentation is thorough, accurate and meets a standard of high quality.

• Proactively monitor, recognize, analyze, isolate and resolve documented hardware and software problems utilizing a variety of hardware and software testing tools and techniques.

• Properly escalate incidents in a timely manner per support guidelines and procedures.

• Liaise with L2 support groups and development groups to collaborate on the resolution of incidents and problems.

• Follow documented support procedures, managing each issue through resolution or turnover to maintain established service levels.

• Act as the support advocacy for Visa clients, who are comprised of consumers, businesses, financial institutions, internal groups, and governments worldwide.

• Gather pertinent information and work with our clients to isolate and resolve most events without need for assistance.

• Develop, edit, and distribute effective internal and external communications in a timely and accurate manner, per documented processes.

• Maintain technical skills through participation in ongoing and consistent training.

• Support project schedules and change management.

• Responsible for internal and external communication of issues to management and other internal support groups.

• Internal and External Bridge Stewardship in support of the timely resolution of internal and client facing issues.

• Provide technical training for Network Support staff.

• Create Network specific knowledge base articles.

• Oversee the performance and effectiveness of the WFM Command Center
• Lead and develop Command Center associates
• Work with contact center leaders to ensure agent adherence and/or conformance to schedules
• Provide ongoing operational analysis of contact center operations, while identifying and implementing changes as necessary to improve the level of quality and efficiency as measured by key business indicators (cost, abandon rate, service level, occupancy, etc.)
• Work with the contact centers, Technology, reporting and other teams to provide analytical support and recommendations for staffing resources to meet objectives such as service levels, occupancy, cost per call, etc.
• Partner with WFM planners to ensure schedules meet performance and business needs
• Utilize Workforce Optimization software to manage performance across multiple sites and lines of business
• Monitor Workforce Management tools real time to maintain service level data
• Analyze call center performance history to determine optimum off production activities as well as shrinkage and occupancy goals
• Analyzes daily call trends and alerts Workforce Management Analyst to needed staffing updates
• Responsible for daily, weekly and monthly call center reports which highlight call center performance (Call Volume, Service Level, Average Handle Time, Abandon % and Average Speed to Answer)
• Evaluates daily call trends
• Designs/creates various databases for staffing and analysis
• Creates reports utilized by Customer Service for staffing/productivity measurements
• Identify areas of operational development and engage in projects to continually adapt to the changing needs of our business and people, to deliver best in class WFM support.
